Managing Guest Expectations (The Expectation Gap)

By Charles Tan

This challenge arises when what guests “pictured in their minds” doesn’t match the “reality” they receive.

  • Unfulfilled Special Requests: Guests may note requests like “king-size bed,” “high floor,” or “ocean view,” only to find them overlooked. This often happens due to missed details or lost soft blocks during hectic peak hours.

  • Complimentary Upgrade Disputes: VIP members often expect free room upgrades, but full occupancy may force a polite refusal. This then requires carefully managing the guest’s disappointment and maintaining a positive relationship.
